How services firms call today, and what it costs them
In most consultancies and agencies, client calls are private events. They happen on personal mobiles, in gaps between meetings, and their contents survive only as memory. The proposal sent last Thursday gets chased when someone thinks of it. The retainer ending next month gets discussed after it has ended. And when a senior consultant resigns, the firm discovers that its relationship with four clients lived entirely in that person's call history.
None of this is a talent problem. It is an infrastructure problem: the firm has no shared record of its most important channel, the conversation.
